What customers complain about

Customers most often complain to Avanti West Coast about punctuality, reliability and cancellations, overcrowding and a lack of room to sit or stand, on-board facilities, and ticketing, refunds and compensation. Avanti has repeatedly ranked among the worst UK operators on complaints: ORR recorded 103 complaints per 100,000 journeys for April to September 2024, second only to Caledonian Sleeper and far above the 19 GB average, though this was down 21% year on year. In 2022 Avanti cut its timetable and had the worst cancellation rate of any operator. Complaints go first to Avanti's Customer Resolutions Centre, which aims to reply within 28 working days, and can then be escalated free to the Rail Ombudsman. Delayed passengers can also claim Delay Repay compensation for delays of 15 minutes or more.

    What happens

    If you are not satisfied with Avanti's first response, you can ask it to reconsider. Avanti says it will review everything again and reply in writing by letter or email. This second reply, if it upholds the original decision, is your final response or 'deadlock' letter, which you need before going to the Rail Ombudsman.

    Some complaints fall outside the Rail Ombudsman's scope, such as matters of industry policy. In these cases the independent passenger watchdog Transport Focus (or London TravelWatch for some London journeys) can take up your case. Avanti's complaint handling policy names both as bodies it can refer complaints to. The Office of Rail and Road is the regulator; it enforces rules and monitors performance but does not resolve individual disputes.

Response times

Avanti West Coast's complaint handling policy states it aims to respond to Stage 1 complaints within 28 working days of the date you contacted it. If you request a review (Stage 2), it will reply again in writing by letter or email. Delay Repay claims are handled separately: Avanti's stated processing time is up to 20 working days, though it says most are faster, and Advance tickets bought directly may qualify for Automated Delay Repay processed within 24 hours of travel. If your complaint is not resolved within 40 working days, you can escalate to the Rail Ombudsman without waiting for a final response.
