What customers complain about

    What happens

    Early resolution

    What happens

    Direct Line aims to sort everything within three working days. Many complaints are resolved at this stage.

    If it can't be resolved quickly, Direct Line investigates and works towards a final response, keeping you updated on timescales.

    If your complaint is not resolved within 8 weeks, Direct Line must explain the delay and give an expected timeframe, and confirm your right to the Financial Ombudsman Service.

    What happens

    If you're unhappy with the final response, or 8 weeks pass with no resolution, refer the complaint free of charge to the Financial Ombudsman Service, normally within 6 months of the final-response letter.

Response times

Direct Line aims to resolve complaints within three working days. Where that isn't possible it investigates and issues a written final response; if the complaint is still open after 8 weeks it must write to explain why, give an expected timeframe, and confirm your right to escalate. From the date of Direct Line's final response you normally have 6 months to take the complaint to the Financial Ombudsman Service.

Is a claim dispute the same as a complaint?

No. A service complaint is about how you were treated — delays, poor communication or errors. A claims dispute is disagreeing with a decision or payout, such as Direct Line's valuation of a written-off car. Both can go to Direct Line and then the Financial Ombudsman Service, but keep the claim reference and any independent valuations for a claims dispute.

Now that Aviva owns Direct Line, who do I complain to?

Still Direct Line. Aviva completed its acquisition on 1 July 2025, but Direct Line keeps its own brand, contact details and complaints process for now; use directline.com/complaints or 0800 051 0140.

Might I be owed money over a written-off car?

Possibly. Direct Line Group is named in the FCA's motor total-loss redress programme and is reviewing claims back to 1 September 2017. If it undervalued your written-off or stolen vehicle, it should contact you and pay redress; you don't have to complain first to be included.

How do I escalate if Direct Line won't resolve it?
